It seems fitting that 5 years ago today I walked into WeWork for the first time and today it’s my last day. I’ll never forget those early days of joining. NPS was -14. Member Experience was a value on the wall but that’s where the alignment ended. 12k staff all doing their own thing. Fast forward to today and our NPS is 60, and has steadily grown in spite of the (well published) challenges we’ve faced as a company. A lot of people think Member Experience is just about putting in a ‘Voice of Customer’ program. It’s so much more. The countless times you go up to bat for the customer in the hopes that one day that happens without you. The amount of journey mapping and design. Embedding MX into every process, training, JDs, rewards, MBRs. Reinforcing the ROI of MX. Creating models to predict churn. It’s constant, but I’m so proud to see everyone’s focus on this pay off at WeWork. You don’t sustain high NPS and low customer churn through a failed IPO, pandemic and Chapter 11 filing through luck. WeWork is a great product, full of exceptional people all looking out for our fantastic members. I couldn’t be prouder of everything we’ve achieved together and will dearly miss everyone, especially my incredible team. I’m now signing off for 9 days before my next adventure begins, which I couldn’t be more excited about. More to come on that one.
