Jeff Wielgopolan taught the teams behind hundreds of the world’s best hotels. Today, he joins us to share what it takes to excel in service and guest experience. A few takeaways from our conversation: 1) Focus on telling staff which words they should say, rather than which words to avoid. Jeff suggests it's better to guide employees towards elevated language that fits the experience you want to provide, instead of just providing a list of words not to use. 2) Asking open-ended questions to guests is actually not very helpful. While many hoteliers train their teams to ask what guests want, Jeff points out that providing specific options (like a multiple-choice question) is better than making the guest come up with an answer they may not know. For example, instead of asking, "Where would you like me to place your luggage?" offer specific options like "Would you like your luggage placed on the luggage rack or inside the closet?" 3) Asking a guest a question is not enough to show interest - you must prove you listened to their answer. Engaging in active listening is key. This shows genuine interest and makes guests feel heard and valued. 4) Providing additional unsolicited information after answering a question (the "plus one") makes service effortless. While some might think that directly answering a guest's question is enough, Jeff advises that providing one more relevant piece of information is the way to anticipate unstated needs and delight your guests.
